In recent years, the luxury industry has undergone a digital transformation that extends beyond communication and retail channels to influence the ways in which products are designed, produced, personalized and presented to consumers. Within the high jewellery sector, traditionally characterised by craftsmanship, savoir-faire, exclusivity and highly personalized in-store experiences, the growing adoption of technologies such as 3D modelling, additive manufacturing and augmented reality has created new opportunities for customer interactions, while raising questions about how different customer experience configurations influence consumers' behaviours. In this vein, this research aims at investigating how traditional and digital customer experiences influence consumer perceptions and behavioural intentions in the high jewellery sector. Particular attention has been devoted to some specific characteristics, such as perceived product quality, perceived accessibility and product personalization, as well as to some specific constructs, such as customer involvement and brand innovativeness, in addition to the consumer’s behavioural aspects of purchase intention and word of mouth. To reach the research goals, a between-subjects experimental design has been adopted, testing two customer experience scenarios developed using Cartier as the reference context. Data have been collected through a structured questionnaire based on measurement items adapted from previous studies or developed on the basis of the relevant literature. The main analysis focused on assessing the differences between a traditional and a digital experience. In addition, the study also explores whether the effects of the two customer experience configurations differ between Generation Z and older consumers. The findings show that the digital customer experience, compared with the traditional experience, significantly affects the perceived accessibility, product personalization, customer involvement, brand innovativeness, purchase intention and word of mouth, showing that luxury brands that innovate their strategies through the use of digital technologies can achieve superior marketing performance. Generational differences are more limited and concern specific outcomes within the two customer experience conditions. Finally, an additional mediation analysis provides evidence of significant indirect effects of the customer experience on purchase intention and word of mouth through product personalization. By comparing traditional and digital customer experiences within the same luxury context, the research contributes to the literature on luxury consumption and digital transformation by providing a better understanding of how different customer experience configurations shape consumer perceptions and behavioural intentions in the high jewellery sector. From a marketing perspective, the findings provide useful insights for luxury brands seeking to integrate digital technologies and personalization into their customer journeys while maintaining a coherent high jewellery experience.
Negli ultimi anni, il settore del lusso ha attraversato una trasformazione digitale che va oltre la comunicazione e i canali di vendita al dettaglio, influenzando le modalità attraverso cui i prodotti vengono progettati, realizzati, personalizzati e presentati ai consumatori. Nel settore dell’alta gioielleria, tradizionalmente caratterizzato da artigianalità, savoir-faire, esclusività ed esperienze in-store altamente personalizzate, la crescente adozione di tecnologie quali la modellazione 3D, la manifattura additiva e la realtà aumentata ha creato nuove opportunità di interazione con il cliente, sollevando al contempo interrogativi su come differenti configurazioni della customer experience influenzino i comportamenti dei consumatori. In quest’ottica, la presente ricerca si propone di analizzare come le customer experience tradizionali e digitali influenzino le percezioni dei consumatori e le intenzioni comportamentali nel settore dell’alta gioielleria. Particolare attenzione è stata dedicata ad alcune caratteristiche specifiche, quali la qualità percepita del prodotto, l’accessibilità percepita e la personalizzazione del prodotto, nonché a specifici costrutti, quali il coinvolgimento del cliente e l’innovatività del brand, oltre agli aspetti comportamentali relativi all’intenzione di acquisto e al passaparola. Per raggiungere gli obiettivi della ricerca è stato adottato un disegno sperimentale between-subjects, testando due scenari di customer experience sviluppati utilizzando Cartier come contesto di riferimento. I dati sono stati raccolti attraverso un questionario strutturato, basato su item di misurazione adattati da studi precedenti o sviluppati sulla base della letteratura pertinente. L’analisi principale si è concentrata sulla valutazione delle differenze tra una customer experience tradizionale e una digitale. Inoltre, lo studio ha esaminato se gli effetti delle due configurazioni della customer experience differissero tra la Generazione Z e i consumatori più adulti. I risultati mostrano che la customer experience digitale, rispetto a quella tradizionale, influenza significativamente l’accessibilità percepita, la personalizzazione del prodotto, il coinvolgimento del cliente, l’innovatività del brand, l’intenzione di acquisto e il passaparola, evidenziando come i brand del lusso che innovano le proprie strategie attraverso l’utilizzo delle tecnologie digitali possano ottenere performance di marketing superiori. Le differenze generazionali risultano invece più limitate e riguardano specifici risultati all’interno delle due condizioni di customer experience. Infine, un’ulteriore analisi di mediazione evidenzia effetti indiretti significativi della customer experience sull’intenzione di acquisto e sul passaparola attraverso la personalizzazione del prodotto. Confrontando customer experience tradizionali e digitali all’interno dello stesso contesto di lusso, la ricerca contribuisce alla letteratura sul consumo di lusso e sulla trasformazione digitale, offrendo una migliore comprensione di come differenti configurazioni della customer experience influenzino le percezioni dei consumatori e le intenzioni comportamentali nel settore dell’alta gioielleria. Da una prospettiva di marketing, i risultati forniscono indicazioni utili ai brand del lusso che intendono integrare tecnologie digitali e personalizzazione all’interno dei propri customer journey, mantenendo al contempo una customer experience coerente con il contesto dell’alta gioielleria.
